Guests remember how you communicated more than how the property looked. A reliable system makes good communication repeatable instead of heroic.

The communication lifecycle

Every guest moves through the same stages. A good host has a system for each one.

1. Inquiry communication

  • Reply within an hour during the day, even if just to acknowledge.
  • Answer the actual question; don't paste a template.
  • A warm, specific reply books more than a polished one.
  • If you can't answer fully yet, say so: "Let me check on that and get back to you within the hour."

2. Booking confirmation

Confirm the booking, the dates, and the check-in method within an hour of reservation. This single message prevents most pre-arrival anxiety.

Hi [Guest Name], thanks for booking! Your dates [check-in] through [checkout] are confirmed. I'll send detailed check-in instructions a day before you arrive. Let me know if you have any questions.

3. Pre-arrival

Send detailed check-in instructions 24 hours before arrival — address, parking, door code, wifi, and a note that you're one message away. Photos help if the entrance is tricky.

4. Check-in

A short message at expected check-in time: "Hope you got in fine — let me know if you need anything."

5. Stay support

Reply fast. Acknowledge first, solve second. "I'm looking into that now" beats a perfect answer two hours later. Even if you don't have the answer yet, the guest knows you're on it.

6. Mid-stay check-in

On day 2 or 3, a brief message: "Hope you're settled in and enjoying your stay. Anything I can help with?" This catches small issues before they become bad reviews.

7. Checkout

Send checkout instructions the morning of checkout, with a gentle request for a review.

8. Post-stay

Thank the guest, leave a review, and keep the door open for a return visit.

Response time targets

  • Inquiries: Under 1 hour during the day
  • During-stay messages: Under 30 minutes
  • Non-urgent messages: Under 4 hours

Automation vs. personal

Automate the scheduled messages (confirmation, check-in, checkout). Keep the problem-solving human. A canned reply to a real issue is the fastest way to lose a guest.

The 80/20 of guest communication

Eighty percent of messages are predictable. Automate those. Spend your energy on the twenty percent that requires judgment — the unusual request, the problem, the opportunity to exceed expectations.
